Netflix: Oh How The Mighty Have Fallen

A new report by the American Customer Satisfaction Index shows some interesting changes in 2011 for online retailers. Some of the stalwarts of the customer service industry have taken huge steps backward in the past year, with the largest fall coming from Netflix. Netflix, which announced in October that it was going to spin off it's DVD delivery service into a new company called Qwikster, set off a public outcry causing the largest fall in the ACSI study. After taking a huge hit to it's public image, the CEO also announced that customers would continue to receive addition fees for obtaining the same services it once had, after the Netflix canceled the Qwikster initiative. That's not going to go over well in any space, let alone in customer service.

Rounding out the top 5 of companies that experienced the largest fall in terms of customer satisfaction were Walmart (#2), Barnes and Noble (#3), Walgreen (#4) and Expedia (#5). Some of these companies are regularly regarded as having some of the stronger customer service departments in any sector, so it's interesting to see a fall from grace for many of these companies. What it proves is last year was a monumental shift in customer service. With more empowered customers taking to Twitter, Facebook and other social media outlets, customers could more easily take aim at some of the larger culprits, often so much so that companies were forced to cancel disastrous initiatives due to public outcry. Companies that were once thought of as untouchable or even too cocky to even listen to the customer base were put on notice that not only is bad customer service not going to be tolerated, but customers actually now have a means to voice their concerns and affect company'ss bottom lines. With more companies taking to social media, it will be interesting to see what happens in the coming year as we wait to see whether companies such as Netflix and Walmart are able to regain their once strong positions in the customer service sector.

NetFlix: We Didn't Think THAT Would Happen

I know I can be a bit repetitive in this space. I'm sure if we went back and looked at my previous posts, a lot of the same topics and trends would be covered. It probably looks a little ridiculous at times, but the fact of the matter is, a lot of times, what we are saying is true.

How many times have you heard me talk about how if you aren't happy with the service you are getting from a company, then take your business elsewhere. Hit the company where it hurts the most, in the bottom line. 100 times? 200 times? Ok, you get the point. Well I know a lot of you think that you're contribution to the companies revenue probably won't have an impact on the bottom line. Well think again. Look last week what happened to NetFlix when it announced that it would be increasing prices on it's customers. The company reached it's tipping point with it's consumer base, and thousands of customers ended their contracts with NetFlix, and the stock dropped from over $200 to $116. Boom! Right in the kisser. The outpouring of rage from customers was so strong that the CEO issued an apology and went back to the old pricing model. Looks like NetFlix is learning the hard way. Don't think it's true? Go pull up a stock chart of NFLX.

So next time you are thinking about sticking with a company that's treating you poorly because in the grand scheme of things it's really not going to matter to the company whether you are a customer or not, think again. You do have the choice where you do business. The company should treat you with respect and quality service. You can make a difference. Just look at NetFlix. Are you listening Bank of America?
